Using multiple techniques and studies, we wanted to delve into the experience of very heavy users, or high intensity users, to understand not just how humans experience the technology, but also to learn how specific or universal are the pain points they experience.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">In a typical week, a high intensity enterprise technology user will send hundreds of emails and messages; open at least 16 documents, spreadsheets, and\/or presentations; and edit or create at least 5 documents, spreadsheets, and\/or presentations. High intensity certainly describes not just the volume of tools, documents, and applications they\u2019re working with on a daily basis. While their pain points and challenges\u00a0<\/span><a href=\"https:\/\/newed.any0.dpdns.org\/en-us\/research\/group\/customer-insights-research\/articles\/meet-todays-remote-information-worker\/\"><span data-contrast=\"none\">mirror\u00a0those\u00a0of other\u00a0information workers<\/span><\/a><span data-contrast=\"auto\">,\u00a0high intensity also\u00a0describes\u00a0the\u00a0impact felt as a result of\u00a0experiencing those pain points and challenges at a high volume.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335551550\":1,\"335551620\":1,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><i><span data-contrast=\"auto\">A complex ecosystem<\/span><\/i><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">We began by looking at email and instant messaging, but quickly realized that the network of tools used is much more diverse and complex: phone calls, video calls, and sometimes internal social media (such as Yammer) were part of the equation. And all these media apply to life outside work, further complicating the picture, as users switch between work and personal communications throughout the day.\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Similar to what our colleagues saw with\u00a0<\/span><a href=\"https:\/\/newed.any0.dpdns.org\/en-us\/research\/group\/customer-insights-research\/articles\/who-am-i-right-now-helping-very-small-businesses-manage-work-vs-life\/\"><span data-contrast=\"none\">very small business owners<\/span><\/a><span data-contrast=\"auto\">,\u00a0these users\u00a0typically have multiple devices:\u00a0a\u00a0laptop or desktop\u00a0computer,\u00a0one\u00a0or more mobile phones, and often\u00a0a tablet and\/or other devices such as gaming consoles and smart speakers.\u00a0They also\u00a0frequently have multiple work and personal accounts for email, messaging, video chat, and\/or social media.\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">During\u00a0work,\u00a0most of this group\u00a0monitors\u00a0their communications with notifications, and they check their communications frequently.\u00a0They\u00a0also keep up with\u00a0work\u00a0communications outside of work\u00a0with notifications and by checking\u00a0frequently for updates. This contributes to a great deal of stress, as communications and notifications come through with equal\u00a0urgency, leading users to feel pressured to be \u201calways on\u201d and consistently on top of all communications regardless of their relative importance.\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><i><span data-contrast=\"auto\">Compartmentalizing and migrating\u00a0communications<\/span><\/i><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Users\u00a0receive their many communications through\u00a0a variety\u00a0channels, including email,\u00a0messaging and phone calls and video chat\/meetings (consistent with information workers\u2019 channels).\u00a0To compensate for this, they\u00a0develop mental models of what kinds of communications they send and receive via each\u00a0channel.\u00a0For example:<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<ul>\n<li><span data-contrast=\"auto\">Phone calls are for highly urgent communication.<\/span><\/li>\n<li><span data-contrast=\"auto\">Email tends to be longer, slower, and more external-facing than messaging. Email is also preferred for documenting important communications.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/li>\n<li><span data-contrast=\"auto\">Video chat\/conferencing is used for interactive work, such as collaboration and persuasion.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/li>\n<\/ul>\n<p><span data-contrast=\"auto\">Conversations\u00a0often\u00a0<\/span><span data-contrast=\"auto\">shift<\/span><span data-contrast=\"auto\">\u00a0between\u00a0different forms of communication.\u00a0For\u00a0example, a conversation might begin as an instant message, but\u00a0change to a video call, or alternate between email and phone calls.\u00a0People switched communications modes for\u00a0two\u00a0\u00a0reasons:\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<ul>\n<li data-leveltext=\"\uf0b7\" data-font=\"Symbol\" data-listid=\"2\" data-aria-posinset=\"1\" data-aria-level=\"1\"><span data-contrast=\"auto\">To get onto a channel\u00a0that worked better for their conversation, or<\/span><span data-ccp-props=\"{\"134233279\":true,\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/li>\n<li data-leveltext=\"\uf0b7\" data-font=\"Symbol\" data-listid=\"2\" data-aria-posinset=\"2\" data-aria-level=\"1\"><span data-contrast=\"auto\">When\u00a0no single channel can meet\u00a0all of\u00a0their needs,\u00a0e.g.\u00a0when they need to urgently request changes by phone and follow up with email to document the changes.\u00a0<\/span><span data-ccp-props=\"{\"134233279\":true,\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/li>\n<\/ul>\n<p><i><span data-contrast=\"auto\">Triaging communications by importance<\/span><\/i><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Past research with information workers\u00a0suggested that people are either\u00a0triagers\u00a0who end up ignoring or deleting many communications, or\u00a0\u2018zero\u00a0inboxers\u2019\u00a0who\u00a0insist on dealing\u00a0with all communications.\u00a0All\u00a0the\u00a0users in our study\u00a0triage communications. Then after triaging, some people\u00a0choose to deal\u00a0with all communications (go for inbox zero),\u00a0while other people ignore or delete low-priority communications.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">The approach to triage uses\u00a0a variety of signals of importance, such as\u00a0sender, channel, topic, and urgency.\u00a0For example, when\u00a0the sender is your boss (or your boss\u2019 boss),\u00a0it\u00a0is\u00a0important, and when you get a phone call it\u00a0is\u00a0both\u00a0urgent and important. These are strong signals that win when they compete with weaker signals like\u00a0topic\u00a0\u00a0or even urgency.\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Shifting\u00a0from one communication channel to another is also a signal of importance, typically of\u00a0fairly high\u00a0importance.\u00a0It is worth the effort of\u00a0migrating a conversation when it is important.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Amidst all this activity, high intensity users struggle not to miss important communications across channels. They also struggle to identify important communications, even with their sophisticated mental models, because the signals are not always immediately evident.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Shifting\u00a0between channels\u00a0also poses difficulty because\u00a0the context can be lost in the switch.\u00a0When other priorities\u00a0intrude, such as a high volume of meetings, a heavy project load,\u00a0or a backlog after having been away\u00a0particularly meeting-heavy days, keeping up with\u00a0their extremely high volume of communications\u00a0is particularly challenging.\u00a0<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">There is\u00a0a certain irony in\u00a0having\u00a0both\u00a0a\u00a0rich variety of communication tools at our disposal and\u00a0a feeling that\u00a0even with those aids,\u00a0we\u00a0aren\u2019t\u00a0more\u00a0efficient or effective in\u00a0the communications we conduct every day.\u00a0Technology can reduce the strain, but tools that attempt to help users manage their communications\u00a0will need to\u00a0consider\u00a0how to\u00a0aggregate multiple channels and identities, track communications across channels, and assign levels of priority that reflect the users\u2019 mental models.<\/span><span data-ccp-props=\"{\"201341983\":0,\"335559739\":160,\"335559740\":259}\">\u00a0<\/span><\/p>\n<p><strong>What do you think?
